Buyer questions, chat and Ozon support: running the conversation
Where buyer questions land, what a good answer looks like, how disputes escalate and what sellers say about Ozon support.
On Ozon the conversation with a buyer happens in several places at once: questions under the card, reviews, direct chat and discount requests are separate channels, and writing to Ozon's own support team is a different queue again. Everything below comes from seller videos we watched — Ozon's own training and webinar recordings, and independent sellers describing their own shops. This is not an official rule book; the figures belong to the period the videos were recorded, mostly July-August 2026.
Which door the conversation comes through
A seller touring the panel shows where the chats live: top right, next to the company name, with three tabs — buyers, support, notifications. Even the contract signed at registration lands in notifications, so all correspondence with Ozon runs out of one box. The dashboard carries two separate widgets: "seller rating" and "communications", the second collecting every message, review and question. Another panel tour adds discount requests and reviews answerable straight from the dashboard.

On direct chat the sources contradict each other, and all were filmed in the same fortnight. One treats it, from a buyer's point of view, as the thing that sets Ozon apart, and calls it a switch the seller turns on or off: leave it on and messages pour in saying the quality is bad, and you can simply not answer. A second, explaining FBS, ties the same feature to Premium Plus, prices it at 25,000 and says do not use it. A third, filming a returns video, says buyer chat is not working that day and the only route is the reviews-and-questions tab. A fourth, comparing Ozon with Wildberries, writes in chat to everyone who leaves a review with no restrictions at all, while on Wildberries the same thing is a paid option. The subscription comparison offers a partial clue: programmatic access to reviews, questions and buyer chat through the seller interface is absent on ordinary Premium and present on Plus and Pro. No source ties the four accounts together.
Discount requests are a trap of their own. One seller says that when an item sits in a cart for two or three days Ozon sends the seller a request supposedly from the buyer, so the volume measures nothing real: fewer than five percent of a thousand requests end in a purchase, and they switched it off. A second loves the tool and recommends auto-approval with a maximum price ceiling. A third says they do not work, do not use them, and adds that you now pay the approved discount entirely yourself, whereas Ozon used to cover part of it. A fourth clears up to a hundred requests a day in about a minute and grants one point more than asked.
Who answers, and how fast
The only measure of reply speed here is the sellers' own account. One trainer says answering reviews by hand eats two to three hours, while in the same time a competitor using a language model does it automatically. Another video shows services reading the emotion in a review and generating a reply — we are sorry about the situation, send a photo to this address. But in that video's own test the model made 23% errors in product attributes against 5% for a human: treat generated text as a draft and read it before sending.
Automated answering is tied to a paid tier. Per the subscription comparison (4 August 2026) the quota of generated review replies is 50 a week on Premium, 100 on Plus and 1,000 on Pro; automatic replies and ready-made templates exist only on Pro. Premium Plus is 24,990 ₽ a month, Pro 25,000 ₽ plus 2.5% of the item price, and the author's rule is that a subscription must not exceed 1% of the costs in your unit economics. Direct messaging sits on the same ladder: absent on ordinary Premium, 50,000 sends a month on Plus and Pro, one message per buyer.
On content the advice is plain. A beginner's guide counts customer service as a step of its own: answer every review and every question; write return reasons (quality, mismatch, size, delivery time) into a table; if returns pass 5%, find out why. A conversion video is more modest: if you cannot keep up, at least work the negative ones, and use buyer questions to fix the description. Ozon's webinar explains why: before an expensive purchase a buyer goes through the seller's cards and chooses by how they react to reviews.
Two sellers start the conversation from inside the parcel. One puts a leaflet in every box with the shop name, product list, promo code and contact details, so the buyer writes to them before writing a review; the same seller describes talking to a buyer who had assembled the item wrong and opened a return with a negative review — the buyer then deleted the review and cancelled the return. The other does the same and simply replaces the item, shipping a new one, with the buyer sometimes not returning the old one at all. A small, good detail: charge a power bank before shipping, or the buyer opens the box and writes that it does not work.
A dispute starts with a message
In Ozon's own realFBS video the chain is clear. When a return request arrives you have a limited window — the number of hours is not audible in the auto-caption — and if it expires the request is approved automatically. Four options: offer partial compensation and keep the sale, refund without taking the item back, ask for the item to inspect it (the buyer has 7 days), or decline with a stated reason. If you decline, the buyer opens a dispute within 5 days and Ozon decides. The same video prescribes the wording of a refusal: state the reason briefly so the buyer understands it. On FBS the logic is the same, and the answer one seller got from support is that in distance selling there is no non-returnable category; the only exceptions are individually made items and the Ozon Card.
Silence is itself an answer. A seller explaining cross-docking says you have 3 days in the panel to confirm or reject the acceptance act, and if you do nothing it is accepted automatically and objecting afterwards becomes impossible; another source gives that window as 5 days. Whichever it is, the rule holds: Ozon accepts a claim only with video of the order being packed.
A round-up built from roughly 8,000 seller comments supplies the format that works. The ticket template is five lines: supply number, the facts, the damage, the exact sum, and what you demand and by when — unemotional and short. The author's line: this forces support to work formally, but in your favour. Alongside goes an evidence routine — video of every pack (kept at least 60 days), a photo of every box, and an incident log with date, warehouse, article number and sum. Its central sentence: on Ozon there is no presumption of innocence; if you cannot prove you shipped it, you are guilty by default.
Ozon support: five minutes, or silence
The sources split in two. On one side, the seller comparing Ozon with Wildberries counts support as a point Ozon wins outright: any question will most likely get an answer within 5 to 10 minutes, and the people answering are real people, not robots. A few sentences later he softens his own claim: solving a problem with support unfortunately does not always work out — almost never, very rarely.
On the other side are the compensation cases: we wrote to support, silence; the moment we posted it in the seller chat, they answered within 2 hours. The same round-up recommends escalation as a technique — write to the seller community, tag the official support bots in Ozon's official channels. A third seller, on the price index, says support sometimes stays deaf to your arguments and the unfair situation is never resolved; against that, Ozon's webinar prescribes a support ticket as the correct route when the index has latched onto a wrong market link. One detail completes the picture: "priority in the support chat" is a listed feature of every Premium package, so your place in the queue is purchasable. The fast-answer claim is made about ordinary questions, the silence claims about money and compensation; no source connects the two.
Where a slow reply actually costs you
Honestly first: none of the transcripts we read contains a rule saying that a question left unanswered for so many hours triggers a given penalty. The seller touring the panel defines the seller rating as showing the speed and quality of his answers; another tour filmed the same week describes the same rating as product scores and the on-time delivery percentage, treating communications as a separate block. Two tours, two definitions; we did not pick one. Ozon's own cabinet walkthrough says only that a "rating" subsection inside analytics helps track quality indicators.
The cost shows up not in reply time but in what the reply feeds:
- Conversion, not search. One trainer says reviews and questions are not indexed by search at all; whatever you write there never enters the text-relevance calculation. Ozon's webinar says reviews feed the product rating and popularity, both of which influence position, and that cards with reviews are opened four times more often.
- Deadlines hit the decision. 3 days on the acceptance act (5 in another source), an expired window on a realFBS request meaning automatic approval, 5 days for the buyer to dispute a refusal, 65 days per warehouse in the returns queue.
- Thresholds. If returns pass 5%, find the cause; drop any item whose buyout rate is under 20%.
- The rating is a gate. The only publicly known criterion for the "premium seller" badge is an average product score of no less than 4.2 stars; Ozon withholds the rest on security grounds.
- A complaint has a price tag. Per the same video, since January 2026 the "original item" badge costs 500 ₽ a day or a deposit between 100 ₽ and 1,250,000 ₽; the deposit is returned if no claims arrive, and a single buyer complaint withholds 25% of it. One independent seller channel's account, not verified against an Ozon document.
In short
- A buyer reaches you through four doors — card questions, reviews, direct chat, discount requests; the support queue is separate but sits in the same menu.
- Sources contradict each other on direct chat: a free on-off switch, a Premium Plus feature, or simply "not working", depending on who is talking.
- Answer generation is tied to subscription tiers: 50 / 100 / 1,000 generated review replies a week, with automatic replies and templates only on the top package.
- What decides a dispute is evidence, not tone: pack video, box photos, an incident log and a five-line ticket template.
- There is no single truth about support quality: "5 to 10 minutes, real humans" and "silence until we went public, then 2 hours" were said in the same period.
- No written penalty for a slow reply appears in these videos; the cost surfaces in acts confirmed by default, missed dispute windows and a falling rating.
